UNDERSTAND THE CHALLENGE

The business issue

Customers experience onboarding as one relationship even when the organization divides it between identity, operations, product and compliance teams. Repeated requests for the same information create uncertainty and extra work. The objective is to coordinate evidence without weakening legitimate verification.

PUT IT INTO PRACTICE

01

Distinguish repetition from necessary verification

Map each information request to its purpose and owner. Identify whether the same evidence can be reused lawfully and appropriately, or whether a separate check is genuinely required. Explain unavoidable repetition to the customer. Do not remove a control merely because it creates visible friction.

02

Provide a coherent view of progress

Show what has been received, what is being reviewed and what the customer needs to do next. Keep status consistent across channels. Avoid displaying completion before downstream acceptance. Useful transparency reduces uncertainty without exposing sensitive internal assessments or implying approval that has not occurred.

03

Design exceptions as part of the journey

Customers with unusual circumstances should reach an authorized person without restarting the application. Preserve submitted evidence and the reason for escalation. Test onboarding with varied documents and access needs. A process that works only for the simplest applicant will transfer complexity to support teams and customers.
