A complaint is evidence about the operating model

Use recurring concerns to improve the process that creates them.

UNDERSTAND THE CHALLENGE

The business issue

Closing an individual complaint does not necessarily remove its cause. The same problem may appear through calls, messages, cancellations and staff workarounds. Leaders need a disciplined way to connect these signals without reducing a customer’s experience to a sentiment score.

PUT IT INTO PRACTICE

01

Preserve the substance of the concern

Record the customer’s issue, the relevant events and the resolution requested. Keep generated summaries distinguishable from the original evidence. Use a consistent taxonomy without forcing every case into a category that hides its meaning. Access should reflect the sensitivity of the information involved.

02

Trace patterns to an operating cause

Compare concerns across channels and examine the work that preceded them. Test whether the apparent cause explains representative cases. A recurring complaint may reflect unclear communication, incomplete data or conflicting responsibilities. Avoid assuming that the most visible team created the underlying problem.

03

Verify that the remedy changes outcomes

Assign an owner for the process improvement as well as the individual response. Review subsequent cases and check for unintended consequences. Communicate relevant changes to service teams. Fewer recorded complaints can reflect harder access to support, so examine other evidence before declaring success.
